QoS-IT is process-based software solution for Managed Service Providers (MSP) to manage IT services on agreed Service Level Agreement (SLA) signed between MSP and customer and managed by the SLM (Service Level Management) process. SLM is the process of measuring and monitoring service quality (performance, availability and customer satisfaction) relative to customer expectations, reporting results and taking action to ensure the quality stays within agreed upon parameters (objectives) as defined by the SLA.
The SLM scope includes:
Definition of Services – description of the services and the manner in which those services are to be delivered. A distinction between standard, customised, data recovery, maintenance and monitoring services is recommended. The information on the services must be accurate and contain detailed specifications of exactly what is being delivered.
Service Level Agreement – Once the services are defined the two parties enter into a contract stipulated in QoS-IT contracts and contract lines.
Service Level Objectives - Each contract in QoS-IT has service level objective and each contract line of a contract has performance parameters that are monitored and measured.
Service Level Review - A two-way communication between MSP and customer to ensures that the services are being delivered efficiently and are optimized to meet the customer's requirements. The review is held at the end of each SLA period and it is part of the process of updating Definition Of Services for the next SLA term.
How SLM is managed in QoS-IT?
For every trouble ticket logged with MSP, a new case is created and linked to the customer’s SLA expressed in QoS-IT contract and contract line. Case resolution is managed in accordance with the information recorded in the contract and contract line. Job Control Panel ensures that every activity and task performed in this process is recorded and monitored. An alarm is raised when the process is not aligned with the SLA and escalated to the relevant and more responsible person in the organization to take an immediate action.
Reports are generated periodically. Internal reports are used by managers to analyse business performance and efficiency, while external reports are sent to customers to support the ticket resolution process and as information for decision making in next Service Level Review.
